In February 2024, Klarna said one AI assistant was doing the work of 700 customer service agents and handling two-thirds of chats. By 2025 the company said the figure was 853. And in the same stretch, it started rehiring humans, because on the calls that actually matter, the angry, the complicated, the frightened, the bot wasn't good enough.
What the Machine Still Can't Do
A model can answer the FAQ in two minutes. It cannot absorb a customer's bad week, own a company's mistake out loud, or bend a rule because a human being on the other end clearly deserves it. The part of the job that was always the actual job is the part the bot keeps failing.
What to Do About It
The Klarna reversal is your leverage: quality is the argument that wins. Document the cases the bot can't close and make service quality the line you organize around.
